Manage the SLA clock

Watches response and resolution timers across the queue, moves at-risk tickets before they breach, applies pending-customer holds only where the process actually allows it, and records a reason against every breach so the monthly service review has an explanation.

Fulfil catalogue requests

Works standard requests through their defined workflow — access, software, hardware, new starter, leaver — collecting the approvals the catalogue item requires before any provisioning task is released to the fulfilment group.

Drive major incident comms

Once a major incident is declared, opens the bridge, records the timeline as events happen, issues user notifications at the agreed intervals in approved wording, and keeps the incident record current so the post-incident review has a factual sequence to work from.

Raise problem records

Spots repeat incidents against the same service or configuration item, raises a problem record linking the incidents and describing the pattern, and maintains the known error entry and its workaround so the desk resolves the next occurrence at first contact.

Write knowledge articles

Turns resolved tickets into knowledge base articles with symptom, cause, resolution steps and intended audience, retires articles a change has made wrong, and links them into ticket templates so the fix is actually used instead of rediscovered.

Reconciles configuration and asset records against what the discovery tool actually reports, corrects owners, locations, warranty dates and service relationships, and retires records for decommissioned equipment so impact assessment on the next change is not guesswork.

Run the queue governance

Reviews unassigned, stalled and ageing tickets each day, reassigns work sitting in the wrong resolver group, chases updates on tickets waiting on third-party vendors, and reports the shape of the queue to the service desk lead.

Handle escalations and complaints

Manages hierarchical escalation where a resolver group has stopped moving, records the escalation on the ticket, keeps the affected user updated at the agreed frequency, and hands the detail to the service delivery manager where a customer relationship is at risk.

Build the service reporting pack

Compiles the monthly report from the ITSM tool — volumes by category and service, first-contact resolution, SLA attainment, top repeat issues and open problem records — with written commentary on what has changed since the previous period.

Follow up satisfaction responses

Reviews returned satisfaction survey scores, contacts users who scored poorly to find out what actually went wrong with the handling, and feeds the themes into knowledge, process or training changes rather than just filing the score.
